중국 인터넷 쇼핑몰 특성에 대한 지각이 고객 만족과 재구매의도에 미치는 영향에 관한 연구: 인지부조화의 조절효과 (A Study on the Influence of Perception on Characteristics of Internet Shopping Mall on Customer Satisfaction and Repurchase Intention in China: Focusing on Moderating Effects of Cognitive Dissonance)

초록

인터넷 쇼핑 환경은 정보통신기술의 발전과 함께 지속적으로 개선되고 있다. 성숙기에 접어든 중국의 인터넷 쇼핑시장은 이러한 신기술을 이용한 쇼핑환경 개선에 적극적으로 나서고 있으나 고객에 대한 서비스 관리는 아직 미흡한 상태이다. 인터넷 쇼핑시장이 지속적으로 성장하기 위해서는 인터넷 쇼핑몰에 대한 소비자의 호의적인 지각이 중요하다. 따라서 본 연구에서는 인터넷 쇼핑몰의 상품특성과 배송서비스에 대한 소비자의 지각이 중요하다고 여기고, 이러한 요인들에 대한 소비자의 지각이 이용고객의 만족도와 재구매의도에 미치는 영향을 규명하고자 한다. 또한, 인터넷 쇼핑몰 이용자가 선택적 대안을 결정하는 과정에서 나타날 수 있는 인지부조화의 고객만족도에 대한 조절효과에 대하여 살펴보고자 하였다. 이를 위해 본 연구에서는 인터넷 쇼핑몰에서 제품을 구매한 경험이 있는 중국인 고객 243명을 표본으로 하여 실증분석을 하였다. 실증분석 결과 상품특성(상품가격, 상품구색)과 배송서비스(친절성, 반품성)가 고객 만족에 긍정적인 영향을 미치고, 고객 만족이 재구매의도에 유의한 영향을 미치는 것으로 나타났다. 인지부조화의 고객만족에 대한 조절효과를 검증한 결과 상품구색의 경우에 유의적인 영향이 있는 것으로 확인되었다. 본 연구의 결과는 중국시장에서 인터넷 쇼핑몰을 운영하려는 기업들이 중요하게 고려해야 할 요인들에 대한 실무적인 시사점을 제공한다.

Online shopping environment is continuously improving with the development of information and communication technology. The online shopping market in China, which has reached the maturity stage, is taking an active role in improving the shopping environment using these new technologies. However, service management for customer is still insufficient. In order for the online shopping market to continue to grow, it is important to favorable perception of consumers shopping on the Internet. Therefore, in this study, it is considered that consumer's perception of product characteristics and delivery service of online shopping mall is important. The purpose of this study is to investigate the effect of consumer's perception on these factors on customer's satisfaction and repurchase intention. In addition, we examine the moderating effects of cognitive dissonance on customer satisfaction, which can be seen in online shopping mall users' selection of alternatives.
For this purpose, this study conducted an empirical analysis using 243 Chinese customers who have purchased products at online shopping malls. This study confirmed the reliability and validity of constructs through exploratory factor analysis and internal consistency analysis, and tested hypotheses through hierarchical regression anlaysis. The results of the analysis showed that the product characteristics(i.e., product price and assortment) and delivery service(i.e., kindness and returnability) had a positive effect on customer satisfaction, and customer satisfaction had a significant influence on repurchase intention. For the analysis of the moderating effect of cognitive dissonance on customer satisfaction, there was a significant influence only in the case of product assortment. The results of this study provide practical implications for the factors that should be considered by the company that operates the Internet shopping mall in the Chinese market.
