항공사의 인적서비스가 지각된 가치, 충성도에 미치는 영향에 관한 연구 (A study on the effect of airline human service on perceived value and loyalty)

초록

서비스 산업에서 직접적으로 고객을 응대하는 현장 서비스 종사자의 인적서비스 품질은 전반적인 서비스 평가 또는 만족도에 중요한 영향을 미친다. 본 연구에서는 항공기 기내에서 제공되는 인적서비스가 지각된 가치와 충성도에 제각각 미치게 되는 영향과 그리고 지각된 가치가 충성도에 유의한 영향을 미치는지를 알아보고자 2019년 9월 10일부터 총 35일간에 걸쳐 항공기를 탑승하여 실제 서비스를 이용해 본 적이 있는 사람들을 대상으로 설문조사를 실시하였다.
인적서비스는 지각된 가치의 요인 중에서 기능적 가치를 제외한 감정적 가치와 사회적 요인에 영향을 미치는 것으로 확인하였고 인적서비스는 충성도에 유의한 영향을 미친다는 결과도 확인할 수 있었다.
지각된 가치와 충성도와의 관계를 실증 분석한 결과 감정적 가치를 제외한 기능적 가치와 사회적 가치가 충성도에 유의한 영향을 미치는 것으로 확인되었다.
이렇듯 인적서비스와 지각된 가치는 고객이 기업에 대해 갖게 되는 이미지, 신념을 토대로 향후 지속적인 이용을 가능하게 만드는 충성도에 유의한 영향을 미치는 것으로 나타났기 때문에 앞으로 항공사들은 고객들의 선택을 받기위한 마케팅 전략 수립 시에 이러한 부분들에 꾸준히 신경을 써야할 필요성이 있을 것이다.

영어초록

The purpose of this study is to examine the loyalty of the cabin crew in the airplane cabin in terms of the perceived value of the customer and the customer's constant positive behavioral intention. We will also look at the impact of loyalty on customer perceptions and predictions of long-term and sustained relationships with customers.
First, it is found that human services in the aircraft affects the factors of perceived value. As a result, it shows that social value and emotional value exclude functional value among perceived values. It has been shown that social value and emotional value except functional value defined as value for durability and cost reduction are mainly influenced by product use.
Second, it was found that the human service provided by the cabin crew had a significant effect on the loyalty. It is also important for the airline to select the appropriate personnel for the crucial role of the cabin crew who responds to the image of the airline they are seeking, It would be a good idea. This is because the customer's evaluation can be completely different due to the basic service mindset and attitude of the service staff even in the case of providing the same service item or having the same conversation
Third, it is found out that emotional value and social value have a significant influence on perceived value of customer `s perceived value. Among the perceived values, social value has been shown to have the greatest effect on loyalty, which is a value that is recognized and appreciated by others and is emphasized in making a good relationship with people . As a result of sharing opinions with other people and forming a positive consensus, the satisfaction of others is multiplied by the recognition of other people, resulting in more confidence in airline and natural loyalty.
