배달앱 불만족 및 불평 관련 변수에 따른 불평행동에 관한 연구: 불평 성공가능성의 조절효과를 중심으로 (A Study on Complaining Behavior of Delivery App Dissatisfaction and Complaint-related Variables: Focusing on the Moderating Effect of the Probability of Complaint Success)

초록

1인 가구 증가, 맞벌이 부부 등으로 인한 배달음식 선호의 증가와 정보통신기술발달 등의 사회, 경제적 환경 변화에 따라 배달앱을 통해 외식 배달서비스를 이용하는 소비자가 증가되었고 향후에도 더욱 증가될 것으로 예상된다. 하지만 이러한 배달앱 성장과 더불어 배달앱 이용자들의 불만은 가중되고 있다. 그동안 급성장한 배달앱에 대한 많은 연구가 이루어졌지만 배달앱 관련 하여 소비자 보호 측면의 실증연구는 부족한 실정이다. 따라서 본 연구에서는 배달앱에 대한 불만이나 피해에 대한 불평행동의 영향요인을 파악하고 또한 불만족, 불평 관련 변수 등의 관련 변수와 불평행동과의 관계에서 불평 성공가능성의 조절효과를 분석하였다.
주요 연구결과는 첫째, 배달앱 불만족 중 취소․환불 불만족과 음식 불만족이 상대적으로 높았다. 둘째, 배달앱의 불평행동에 영향을 주는 변수로는 불평경험, 시스템불만족, 음식불만족, 접근가능성, 성별(여자)이었다. 셋째, 배달앱 불평 성공가능성의 조절효과에서는 부분적으로 조절효과가 나타났다. 즉 시스템불만족이 배달앱 불평행동에 미치는 영향이 불평 성공가능성의 수준에 따라 달라지는 것을 볼 수 있었다. 따라서 소비자가 시스템불만을 지각 했을 때 불평행동을 통해서 불만이 해소될 거라고 생각할수록 불평행동을 더 많이 하는 것을 볼 때 소비자들의 배달앱 이용 후 시스템 불만족에 대해 기업에서는 불평행동을 적극적으로 처리함으로써 평소 소비자들이 불만에 대한 불평처리를 긍정적으로 인식할 수 있도록 하여야 하며, 소비자의 입장에서도 불만족에 대한 불평행동은 기업의 긍정적인 변화를 가져올 수 있는 중요한 방법임을 인식하여야 한다.

영어초록

The number of consumers who use food delivery services through delivery apps has been increasing and is expected to continue increasing due to social and economic changes, such as the increase in preferences for food delivery, and increase in single-person households and double-income couples, as well as the development of information and communication technology. However, complaints from the users of delivery apps have also been on the rise. Although there have been numerous studies on rapidly growing delivery apps, there is a lack of empirical studies on the consumer protection aspects of delivery apps. We identified the factors that affect the complaint behavior regarding damages caused by delivery apps and analyzed the moderating effect of the probability of complaint success in relation to the behavior and complaint-related variables, such as dissatisfaction, with the delivery apps.
The main results are as follows. First, dissatisfaction with refunds and food were relatively high. Second, complaining experience, system dissatisfaction, food dissatisfaction, accessibility, and gender (female) were variables influencing the complaining behavior. Third, The moderating effect of the likelihood of success on delivery app complaining behavior showed a partial moderating effect, i.e., we observed that the effect of system dissatisfaction on the delivery app complaining behavior depended on the level of the probability of complaint success. Therefore, seeing that consumers increase their complaining behavior when they believe that their dissatisfaction would be resolved by such behavior when they perceive system dissatisfaction, companies should actively deal with the complaint behavior related to system dissatisfaction so that the consumers could perceive their complaints about the dissatisfaction positively. In addition, it is important for the consumers to recognize that complaints of dissatisfaction are an important way of bringing about positive changes in the companies.
