헤어미용실의 관계자산이 고객시민행동에 미치는 영향 (A Study on the Effects of Hair Salon’s Relationship Assets on Customer Citizenship Behavior)

초록

미용 서비스산업은 양적팽창으로 인해 경쟁이 점점심화되면서 경쟁우위를 확보하기 위해 고객서비스에주목하고 있다. 이를 위해 고객과의 관계를 지속적으로 유지하기 위한 관계자산에 대한 이해를 높일 필요성이 있을 것이다. 이에 본 연구에서는 헤어미용실의충성도, 특별인식⋅우대, 친밀감, 지식형성 프로그램의관계자산이 고객시민행동에 어떠한 영향을 미치는가를분석하고, 그 결과를 바탕으로 고객과의 관계를 장기적으로 유지하기 위해 우선적으로 관리⋅개선해야하는서비스 요인을 파악하여 새로운 경영 전략 수립을 위한 정보를 제공하고자 한다.
본 연구의 설문은 광주⋅전남에 위치한 헤어미용실을 이용하는 고객을 대상으로 2016년 12월 10일부터2017년 1월 10일까지 500부를 배포하여 분석에 적합하지 않은 설문지를 제외한 470부를 최종 분석에 사용하였다. 자료 분석은 SPSS v. 21.0 프로그램을 활용하여빈도분석, 요인분석, 신뢰도 검증을 위한 Cronbach's a 계수 산출, 상관관계분석, 다중회귀분석을 실시하였다.
연구결과, 헤어미용실의 관계자산 하위요인 중 친밀감, 지식형성, 특별인식⋅우대, 충성도 프로그램은 충성행동에 영향을 미치는 것으로 나타났다. 또한 관계자산의 하위요인 중 지식형성, 친밀감 프로그램은 협력행동에 영향을 주는 것으로 확인되었으며, 참여행동에는 지식형성, 특별인식⋅우대 프로그램이 영향을 미치는 것으로 나타났다. 따라서 관계자산 중 지식형성프로그램은 고객시민행동에 공통적으로 영향을 주는중요한 요인으로 도출되어 미용 경영자는 체계적인 직원교육을 위한 시스템 구축을 통해 기본매너, 문제해결 교육 등을 중심으로 관리⋅개선하여 직원에 대한신뢰를 강화시키기 위한 노력이 필요할 것이다.

영어초록

Competition in the hair salon industry has become fiercer as it expands. Under these circumstances, businesses have paid attention to customer services to stay competitive. For this, there is the need to have a better understanding of relationship assets in maintaining a good customer relationship. Therefore, this study analyzed the effects of the loyalty of hair salons, special recognition and preference, intimacy, and relationship assets to knowledge formation of customer citizenship behavior and examined the service factors that should be managed and improved in advance to maintain good customer relationships over a long period of time with a goal of providing the data needed to develop new management strategies. In terms of the research method, 500 questionnaires were distributed to the customers of the beauty salons in Gwangju and Jeonnam from December 10, 2016 to January 10, 2017.
Among them, 470 copies excluding inappropriate ones were used for final analysis. For data analysis, the following were performed using SPSS v. 21.0: frequency analysis, factor analysis, calculation of Cronbach's alpha for reliability testing, correlation analysis and multiple regression analysis.
The results found that among the subordinate factors of hair salons relationship assets, intimacy, knowledge formation, special recognition and preference, and loyalty influenced loyalty behavior. Among the sub-factors of relationship assets, in addition, intimacy formation and intimacy affected cooperation behavior. In participation behavior, knowledge formation and special recognition and preference were influential. In sum, it was shown that among relationship assets, knowledge formation commonly influenced customer citizenship behavior.
Therefore, hair salon owners must work to strengthen customer trust of employees through employee management and improvement through basic manners and problem-solving education after establishing a systematic employee training and education system.
